Roberto La Rosa, CX advisor

20 Years of CX.
In the Field.

I’m Roberto La Rosa. I started out answering the phone and became a director. Over 20+ years I have led customer support teams across several countries, plus telesales and retention teams, the people who convince customers to stay. In several companies I built a Customer Happiness Center from scratch: customer service organized to grow revenue too. I have trained hundreds of people, always hands-on.

Today, through Happiness Harbor, I bring this experience to companies that want customer service built to last. I work alongside you as an advisor, so you don’t need to hire a full-time director.

Proof, Not Promises

What this looks like
in a real operation

European Delivery Platform · 4 Markets
Before

CSAT 72%. FCR 70%. Four BPO providers with no shared governance. Contact volume climbing faster than headcount.

After

CSAT 83.3% (+11.3pp in 37 months). FCR 88%. Contact volume down ~30% through AI-driven deflection. €1M+ in annualised savings. Vendor transition with zero service disruption.

European Classifieds Marketplace
Before

CSAT 48%. FCR 72%. No structured CX function, no Voice of Customer programme feeding into product.

After

CSAT 90% (+42pp), the largest single-company improvement of my career. FCR 90%. First Customer Happiness Center model, built from the ground up.

Online Gaming Company · UK Market Entry
Before

No Italian CX operation at all. Market entry with zero existing infrastructure, hiring, or process.

After

Italian CX operation built from scratch, licensed and compliant. Retention strategy contributed to 25% year-over-year revenue growth in the Italian market.

Who It’s For

I work with those
who are building something

You are growing fast

Your customer service grew with the product but was never properly structured. You need someone to bring order without stopping the train.

You are opening new markets

Every new country adds languages, rules and partners to manage. You need someone who has already done it in several countries.

You want costs under control

Support costs are growing faster than revenue. You want fewer contacts, with AI where it helps, while service quality goes up.

Take something
useful with you

Two resources to help you think about CX as a strategic lever — not just a cost centre.

FAQ

CX advisory,
in plain words.

What a CX Diagnostic is, when a scale-up needs one, and the results of the Customer Happiness Center model.

What is a CX Diagnostic?
A CX Diagnostic is a 3 to 4 week analysis of your customer service operation. Roberto La Rosa reviews channels, processes, costs and outsourcing partners (BPO, the external contact centers). You receive a report with pain points, quick wins and a prioritized roadmap. The project closes with a presentation session for your team. It is a one-time project at a fixed price.
When does a scale-up need CX advisory?
Usually between Series A and Series B. Support volume grows faster than the team, and no senior leader owns the operation. Typical signs: support costs growing faster than revenue, outsourcing partners eating margin, AI projects stuck, customers contacting you twice for the same problem. A CX Diagnostic shows where money and satisfaction leak, and what to fix first.
What is a Customer Happiness Center?
A Customer Happiness Center (CHC) is an operating model for customer service. It treats the contact center as a business unit that protects revenue and feeds product decisions. Agents act as advocates: they solve the case and bring the customer's voice back into the company. Roberto La Rosa has built Customer Happiness Centers in several European companies.
How is a CHC different from a traditional contact center?
A traditional contact center mostly measures speed: handling time and closed tickets. A CHC measures outcomes. The main ones are First Contact Resolution (FCR, the share of problems solved at the first contact) and customer satisfaction (CSAT). It also measures the quality of customer insight sent to product teams. Agents bring documented evidence to product reviews.
What results has this approach produced?
At a European classifieds marketplace, CSAT went from 48% to 90% and FCR from 72% to 90%. At a European delivery platform across 4 markets, CSAT went from 72% to 83.3% and FCR from 70% to 88%. On the same platform, AI deflection reduced contact volume by 30%, with over €1M in annualized savings.
What role should AI play in customer service?
AI works best on high-volume, low-complexity requests: it filters, routes and resolves them. This frees human agents for the cases that need judgment and empathy. The most common mistake is deploying AI before fixing the processes underneath. Then AI automates the confusion, and customers come back angrier. Team leaders now supervise AI agents alongside their human team.
What is a Fractional CX Director?
A Fractional CX Director is a senior customer experience leader who works part-time, usually 2 days a week. It fits companies that need experienced leadership but cannot yet justify a full-time hire. The role covers strategy, partner management, KPIs, team coaching and reporting to leadership. The minimum commitment is 3 months. Many companies start with a CX Diagnostic.
Who is Roberto La Rosa?
Roberto La Rosa is a CX advisor and the founder of Happiness Harbor. He has 20+ years in customer operations: he started as an agent and became a director. His largest operation counted 1,850+ agents across 4 countries, with 4 outsourcing partners. He has worked in 6 sectors, from delivery to pay-TV. His work is published by CMI (Customer Management Insights).
As seen in

Roberto's analysis of why AI projects fail when implemented under pressure was published in CMI Magazine, Customer Management Insights (2026). The CHC model was previously featured in a CMI Magazine practitioner case study on building customer operations that generate loyalty, not just resolution.
